Getting real work done · for customer support professionals
Finishing real support work with AI
A drafted reply is the easy part. Support work counts when the customer’s problem is solved, the article answers the question, or the escalation reaches the right team with what it needs. Some agents draft quickly with AI and then spend as long correcting the draft as writing it would take.
Getting real work done means using AI to reach a finished result that resolves the issue and holds up when a lead or the customer reads it. It also means knowing when AI is the wrong tool, such as a phone call with a customer who is distressed.
Where it comes up
Resolving a complex multi-issue ticket
The customer has a billing error, a feature question, and a complaint about an earlier reply. The finished reply addresses all three in order, with a clear next step for each. AI drafts parts. You decide the resolution.
A help-center article from resolved tickets
Ten recent tickets describe the same setup problem. The finished article has accurate steps, current screenshots, and the error text customers search for. AI can draft the structure. You confirm every step works.
A weekly trends report for product
Product wants to know what customers struggled with this week. AI groups tagged tickets into themes with counts. You check the themes against a sample of tickets and write the recommendations yourself.
What it looks like at each band
E1 · Foundational
Produces first drafts with AI and finishes them mostly by hand. Final quality depends on manual effort more than on how AI was used. Sometimes sends replies that still read as machine-written.
E2 · Proficient
Uses AI through to a finished reply or article that stands on its own with moderate editing. Resolves routine tickets correctly. Knows which parts of a reply to write personally, such as an apology for a team error.
E3 · Distinguished
Delivers complete work on difficult tickets and larger projects, such as rewriting a help-center section after a redesign. Uses AI for structure and drafting and their own judgment for resolution and tone. The finished work reads as one voice.
E4 · Exceptional
Consistently delivers work that raises the team’s standard, during busy periods as well as quiet ones. Is deliberate about where AI helps and where it does not, such as a sensitive account closure. Can show other agents how a finished piece was built.
Common mistakes
Sending the draft because the queue is long
A fast reply that misses the question creates a second ticket and an angrier customer. Judge the draft against the customer’s message, not against the clock.
Letting AI decide the resolution
The model will choose whatever outcome sounds reasonable. Credits, exceptions, and escalations are decisions for you and your policy.
Replies that sound like a template
Customers notice stock phrases and repeated openers, and some reply asking for a person. Read the draft once as the customer would before sending.
A worked example
A help-center article on connecting a calendar integration, after twelve tickets on the same issue this month.
Ask AI to "write a help article on connecting the calendar integration" and publish it.
The article uses general steps that may not match your settings screens. It misses the permission error that caused most of the tickets. Customers will follow it, fail, and open a ticket anyway.
Pull the error messages and failed steps from the twelve tickets. Write the correct steps yourself on a test account, noting each screen name. Ask AI to structure them into the team’s article template, with a troubleshooting section for the permission error. Follow the finished steps once more on the test account, then publish and link the article in the related macro.
The facts come from real tickets and a tested path. AI handles structure and wording. The article answers the question customers have been asking, and the macro sends them to it.
